In this Ask the Expert article, Martin, co-founder of Crystal Funeral Planning, explains what happens when a family contacts Crystal after someone has died.

Martin and the Crystal team have more than 30 years’ experience in estate and funeral planning. Here, he talks through the first call, what information families need, and how Crystal supports people at one of the most vulnerable moments in their lives.

Who answers the phone?

Our dedicated teams work 24 hours a day, 7 days a week to make sure calls are answered day or night.

When someone has died, families need to know they can reach someone quickly. The first call is often emotional, and people do not always know what they are supposed to say or do. Our role is to make that first contact as calm and straightforward as possible.

Whether the person had a direct cremation plan already in place, or the family is making arrangements after a recent death, we are here to guide them through the next steps.

What information do you ask for first?

We keep the first call simple.

If the person had a plan with us, we will ask for the plan details and reference number. We will also ask where the deceased is currently located and who the main point of contact should be within the family or friendship group.

Families do not need to have everything perfectly prepared before they call. We understand that, in the immediate hours after a death, people may be upset, shocked, or unsure what information they need to provide.

Our team will explain what is needed and take things one step at a time.

What if the caller is upset or doesn’t know what to say?

This is often the case. You rarely feel more vulnerable than when you are talking about the very recent passing of someone you love.

Our staff are trained to support vulnerable customers, and we approach these calls with patience, compassion and care. The family does not need to know the right words or have all the answers immediately.

At Crystal, that support does not stop with the practical arrangements. We also pride ourselves on having in-house trained bereavement counsellors who can offer additional support. This team is led by me, Martin, a qualified psychotherapist.

The practical side of arranging a direct cremation is important, but so is how people are spoken to throughout the process. Some families feel guilty about arranging a direct cremation and we want them to know it’s absolutely never something to feel guilty about. There are lots of reasons families choose direct cremation.

What happens if the death has happened at home?

If the death has happened at home, we will arrange collection of the deceased within a matter of hours, subject to the family’s wishes and any cultural or personal considerations.

Some families want collection to happen as soon as possible. Others may need a little more time. We will always talk through what is appropriate and respectful in the circumstances.

From there, the deceased is taken into professional care while the necessary arrangements and documentation are handled. Families often want reassurance about how someone is cared for before cremation, and we understand how important that reassurance is.

What happens if the person is in hospital, a hospice, or a care home?

The deceased can be collected from a hospital, hospice, care home or other location at no extra cost.

This is why we pride ourselves on the lowest cost all-inclusive direct cremation plan in the UK. Some providers charge extra for certain types of collection, but we aim to keep the process clear and simple for families.

For many people, understanding nationwide collection, timelines, and ashes return is one of the most important parts of choosing a provider. Families want to know who will collect their loved one, what happens next, and whether there will be unexpected costs.

What happens after the first call ends?

After the first call, the funeral director takes over the practical arrangements, and the plan is activated.

The deceased is brought into care until the cremation takes place. The required arrangements are then made with the crematorium, and the process moves forward in line with the plan and the legal requirements.

A direct cremation is different from a traditional funeral because there is no attended service at the crematorium. That means there are fewer decisions for the family to make at this stage, which can take away a lot of pressure during a difficult time.

Families who want to understand the wider cremation process can ask us questions at any point.

How quickly do you update the family?

With a direct cremation, there is usually less to update the family on than there would be with an attended funeral service.

In many cases, we are unable to share the exact time or location of the cremation. This is part of how direct cremation works, because there is no service for mourners to attend.

However, the family will be told everything they need to know during the initial call, including what will happen next and what to expect. If there are delays, questions, or concerns, we are always here to help.

The next major update will usually relate to the return of the ashes. Families can then decide what to do with ashes after cremation, whether that means keeping them, scattering them, interring them, or arranging a private goodbye later.

What if the family wants to do something meaningful afterwards?

A direct cremation does not prevent a family from saying goodbye. It simply means there is no formal service at the crematorium.

Many families choose to hold a private gathering, scatter ashes somewhere meaningful, or arrange an interment of ashes at a later date. Some people wait until they feel ready, rather than rushing into decisions immediately after the death.

That flexibility is one of the reasons families choose direct cremation. It gives them space to remember the person in their own way.

Final thoughts

The first call after someone has died can feel overwhelming, but families do not need to have everything worked out before they contact us.

Our role is to listen, guide them through the next steps, and make sure their loved one is cared for with dignity and respect.
